The Problem with Vanity Metrics

Too many businesses track metrics that look good in reports but don't actually tell you anything useful. Total messages sent, number of contacts, and chatbot interactions are vanity metrics if they're not tied to business outcomes.

The metrics that matter are the ones that answer two questions: Are we providing a great customer experience? And is messaging driving revenue?

Essential Messaging Metrics

1. First Response Time (FRT)

How long does it take for a customer to receive their first response? This is the single most important metric for customer satisfaction in messaging. Target: under 5 minutes during business hours, under 1 minute with auto-replies.

2. Resolution Time

How long from first message to issue resolved? Track this by category (billing, technical, general inquiry) to identify bottlenecks and training needs.

3. Conversation-to-Conversion Rate

Of all the conversations started, how many result in a desired outcome — a purchase, a booking, a signup? This ties messaging directly to revenue.

4. Customer Satisfaction (CSAT)

Send a quick satisfaction survey after each conversation. A simple 1-5 rating gives you actionable data on agent performance and process quality.

5. Agent Utilization Rate

How many conversations is each agent handling? Are some agents overloaded while others are idle? This metric helps you optimize staffing and routing.

6. Channel Distribution

Where are your customers messaging you? If 60% of conversations come through WhatsApp but you're investing heavily in email support, something's misaligned.

  • Active conversations and queue length
  • Average first response time (current vs. target)
  • CSAT scores by agent and channel
  • Conversation volume trends by hour, day, and week
